A professional regulator · enquiries

A practitioner sends an email. It is prioritised, given a due date and filed before anyone opens it.

A state regulator with thousands of registered practitioners and two shared inboxes, enquiries@ and info@. Certificate requests, complaints, court correspondence and general questions all arrive the same way. The same approach works for any association or college with a shared inbox.

Every email has to be answered, and every email has to be kept in the regulator’s records system against the right practitioner. Below is the same enquiry, before and after.

The story · One certificate request

Daniel needs a certificate of good standing

Daniel is moving interstate and his new employer wants a certificate from the regulator. Before, his email would have joined a thousand others in a shared inbox, and someone would also have had to file it by hand.

DanielMonday 9 November, 4:52pm

He emails the address on the website

He sends his request to info@ with a copy of his new employment letter attached. A minute later he has a reply with a reference number, so he knows it has arrived and what to quote if he follows up.

The systemat the same moment

It is sorted and given a deadline

Rules read who sent it and what it is about. A certificate request is high priority with a 10 business day deadline, so the ticket is due on Monday 23 November. Email from a court goes straight to the admissions team.

Who sets the rules

The regulator decides the categories, the priorities and the deadlines. The rules apply them the same way to every email, including the ones that arrive at 4:52pm on a Monday.

The system4:53pm

It is filed to Daniel's record

The sender’s email address is looked up in the member database to find Daniel’s record. The ticket and his attachment are saved into his folder in the records system, named and tagged for recordkeeping. If nobody matches, it goes to a general enquiries folder for the records team.

HelenTuesday 10 November, 8:35am

Her queue is in order of what is due

Helen starts the day with one list sorted by due date, not two inboxes sorted by arrival. She can see what is hers, what is urgent and what is close to its deadline.

The team managerThursday 19 November, 9:00am

A reminder before the deadline, not after

Certificate requests get reminders at 5 and 8 business days. Daniel’s has been waiting on a check from another team, so on day 8 the team manager is emailed with two business days still to go.

HelenFriday 20 November, 11:10am

She answers and closes it

The check is back. Helen attaches the certificate, uses the team’s standard reply for certificate requests, and closes the ticket three days early. She does not file anything.

The system11:10am

The record keeps itself up to date

Her reply and the certificate are added to the same record in Daniel’s folder, as a new version. The complete exchange is on his record without anyone dragging an email anywhere.

The first fifteen weeks

From a backlog to a queue

The queue went live in August 2023, and the automatic filing to the records system followed in November.

Just over 1,000

Emails waiting for a reply in one inbox before the change, in the team’s own count.

About 12,000

Tickets in the first fifteen weeks, then filed to the records system in one back-fill when the filing went live.

10 and 5 days

The deadlines for certificate requests and complaints, now with reminders at 5 and 8, and 2 and 4.
